Tone notes

1. 5-star, grateful owner

Review

"Sam saved our old cat's night. Kind, honest, calm."

Reply

"Hi Priya — Sam will be so glad to read this. Old cats on late nights are why we do this job. Give her a chin scratch from us. — Ellie, practice lead"

2. Bill shock

Review

"£420 for an emergency out-of-hours visit — no idea it would be that much."

Reply

"Hi — out-of-hours fees are on our fee sheet but the number can still land as a shock in the moment. From this month we're printing an itemised estimate before treatment on anything over £150. Please email us if you'd like to review your bill directly."

3. Loss of a pet

Review

"Had to put my dog down last week. Team could not have been kinder."

Reply

"Hi Chris — we're so sorry about Bailey. Days like that are the hardest of the job and the team took him to heart. Take care of yourself. — Ellie"

4. Wait

Review

"Waited 40 minutes past my appointment."

Reply

"Hi — 40 minutes past a booked slot isn't the practice we want to run. Emergencies are unpredictable in a vet clinic and we should have kept you better informed. Sorry for the delay."

5. Perceived rush

Review

"Felt rushed in a 10-minute consult."

Reply

"Hi — a 10-minute consult isn't enough for a new problem and we should have flagged that at booking. Our double-slot option is on the booking page from this week."

6. Negative, unspecific

Review

"Not going back."

Reply

"Hi — we're sorry to lose your trust. If you'd like to tell us what happened, please email reception@ourvets.co.uk and we'll look into it personally."

FAQ

Should a vet name the pet in a reply?
Yes if the reviewer did — it lands as care, not as breach. Never name a pet the reviewer didn't.
Can we quote the treatment or bill in a reply?
No. Treat clinical and financial detail as private; route the reviewer to a direct email.
